Forskning fr\u00e5n J\u00f6nk\u00f6ping International Business School vid J\u00f6nk\u00f6ping University visar att varum\u00e4rkeshat i dessa situationer inte enbart \u00e4r skadligt f\u00f6r flygbolagen.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">\u2013 Flygbolagen m\u00e5ste bli b\u00e4ttre p\u00e5 att f\u00f6rst\u00e5 sina kunder, s\u00e4ger Ayesha Manzoor, doktor i f\u00f6retagsekonomi, som nyligen disputerade vid J\u00f6nk\u00f6ping International Business School med en avhandling om varum\u00e4rkeshat i flygbranschen.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">Studien visar att varum\u00e4rkeshat mot flygbolag inte bara handlar om k\u00e4nslor utan \u00e4r ett komplext fenomen som involverar b\u00e5de k\u00e4nslor, beteenden och tankar hos resen\u00e4rer.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">I studien unders\u00f6ktes olika typer av incidenter, s\u00e5som problem med boardingkort, kundtj\u00e4nstproblem, flygf\u00f6rseningar, felhantering av bagage, m\u00e5ltidsproblem, sittplatsproblem, personalens beteendeproblem, tekniska problem, samt f\u00f6rsenade betalningar och \u00e5terbetalningar.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\"><strong>Ilska, besvikelse och \u00e5ngest vanligaste k\u00e4nslorna<\/strong><\/p>\n\n\n\n<p class=\"wp-block-paragraph\">Olika typer av incidenter utl\u00f6ser olika k\u00e4nslor hos resen\u00e4rerna, vilket g\u00f6r varum\u00e4rkeshat till en kraftfull faktor som flygbolagen m\u00e5ste l\u00e4ra sig att hantera och eventuellt f\u00f6rebygga. Genom datainsamling fr\u00e5n flygbolagens sociala medier och kvantitativa analyser best\u00e5ende av uppf\u00f6ljande intervjuer med resen\u00e4rer som varit med om incidenter, visade studien att olika typer av negativa k\u00e4nslor (bland annat ilska, f\u00f6rakt, besvikelse, avsky, \u00e5ngest, r\u00e4dsla och sorg) ofta uttrycktes av resen\u00e4rerna.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">\u2013 N\u00e4r n\u00e5got h\u00e4nder finns det inledningsvis en k\u00e4nslom\u00e4ssig dimension som kunderna uttrycker p\u00e5 olika s\u00e4tt. Tre k\u00e4nslor uttrycks oftare \u00e4n andra vid olika typer av flygbolagsincidenter. Dessa \u00e4r ilska, besvikelse och \u00e5ngest, s\u00e4ger Ayesha Manzoor.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">N\u00e4r det var ilska som uttrycktes visade resen\u00e4rerna ofta ett aggressivt beteende gentemot flygbolaget. Uppr\u00f6rdhet visades genom uttrycksfulla klagom\u00e5l medan besvikelse ledde till mer konstruktiva klagom\u00e5l.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\"><strong>Missn\u00f6je kan f\u00f6rvandlas till tr\u00f6st<\/strong><\/p>\n\n\n\n<p class=\"wp-block-paragraph\">\u00c4ven om incidenter ofta ger upphov till varum\u00e4rkeshat visar studien ocks\u00e5 att varum\u00e4rkeshat kan f\u00f6rvandlas till tr\u00f6st och f\u00f6rsoning. F\u00f6r att varum\u00e4rkeshat ska kunna v\u00e4ndas till n\u00e5got positivt m\u00e5ste flygbolagen f\u00f6rb\u00e4ttra hur de hantera uppf\u00f6ljningen efter dessa incidenter. Personalen m\u00e5ste kunna se ur kundernas synvinkel och ge personliga svar till dem f\u00f6r att undvika varum\u00e4rkeshat.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">\u2013 Genom att utbilda personalen i klagom\u00e5lshantering, inf\u00f6ra policyer som fokuserar p\u00e5 f\u00f6rsoning och utforma kommunikationsstrategier som tar h\u00e4nsyn till resen\u00e4rernas k\u00e4nslor, beteenden och tankar, kan varum\u00e4rkeshat v\u00e4ndas till n\u00e5got positivt och f\u00f6rdelaktigt f\u00f6r flygbolagen. Kunderna f\u00f6rv\u00e4ntar sig snabba svar och en direkt l\u00f6sning p\u00e5 sina problem.
